

{"id":118208,"date":"2021-04-05T23:04:17","date_gmt":"2021-04-06T06:04:17","guid":{"rendered":"https:\/\/www.questionpro.com\/blog\/?p=118208"},"modified":"2021-04-05T23:04:17","modified_gmt":"2021-04-06T06:04:17","slug":"dueling-errors","status":"publish","type":"post","link":"https:\/\/www.questionpro.com\/blog\/dueling-errors\/","title":{"rendered":"Dueling errors"},"content":{"rendered":"<h2><b>The Contenders<\/b><\/h2>\n<p><span style=\"font-weight: 400;\">In one corner, wearing red, we have a car rental agency.\u00a0 Struggling amidst the pandemic, but rebounding amid spring break.\u00a0 I had attained top loyalty status for several years, but following some service blunders and the outbreak of the pandemic, my rentals with the agency were noticeably lower.\u00a0 Though, for my first family trip in a year, there were selected out of the two agencies I would consider.\u00a0\u00a0<\/span><\/p>\n<p><span style=\"font-weight: 400;\">In the other corner, in royal orange, we have a traditional branch bank.\u00a0 Solid throughout the crisis but a local presence and noted fan favorite.\u00a0 I have been with the bank for over twenty years.\u00a0 They are a local bank, so when I moved, I anticipated that I would have to move banks.\u00a0 While mobile tools make it easier, I knew that simple tasks such as making a withdrawal from an ATM would be a costly exchange.\u00a0 The bank, recognizing the situation, offered to waive all ATM fees (including surcharges from the other bank) so I would not have to move accounts.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">Then there are things that happen outside of our control, and here is where the fight comparison really begins.\u00a0\u00a0<\/span><\/p>\n<p><b>Where CX Goes Right and Wrong<\/b><\/p>\n<p><i><span style=\"font-weight: 400;\">Blizzards Happen.<\/span><\/i><span style=\"font-weight: 400;\">\u00a0 The car rental company is not able to control that.\u00a0 I had to make a reservation change by calling the company.\u00a0 However, perhaps through confusion, they created a new reservation and the old reservation was still in the system.\u00a0 A hiccup that should not be an issue, until someone else drove my originally reserved car off the rental lot, with my credit card being charged.\u00a0 A few steps in a security process were overlooked &#8211; human error &#8211; but the machines felt I was accountable.\u00a0 I noticed it in my app first, when I brought it up to the rental agent, he casually dismissed it.\u00a0 When I called the rental company because I was concerned about my liability for damage, it was casually dismissed.\u00a0 When I called a third time after the changes hit my account, I was told there was a process that I had to follow to fix the situation, and was remanded for not cancelling my original reservation (which I thought I had).\u00a0 The burden was on me to correct the error they made, even if I did have some culpability.\u00a0\u00a0<\/span><\/p>\n<p><i><span style=\"font-weight: 400;\">Hacks Happen<\/span><\/i><span style=\"font-weight: 400;\">.\u00a0 Banks work very hard to minimize them, but those determined to get their hands on others\u2019 money find new and creative ways to circumvent security.\u00a0 Even I have alerts for activity based on amounts that, even if not suspicious, would at least be noteworthy.\u00a0 It only took one week with friends visiting where I did not log into my account once for them to take advantage of my lack of attention.\u00a0 Over the course of just a few days, the hacker had connected my account to PayPal and started to drain funds in small amounts so as to not draw attention.\u00a0 Despite all the bank and personal safety measures in place, they got away with a significant amount of funds.\u00a0 Who would not dread the call to the bank after such an event.\u00a0 However, within one phone call I had received new account numbers, had my debit cards transferred to the new account numbers, issued new checks for free and was told that they would work to reverse all the charges and take up the matter with PayPal on my behalf.\u00a0\u00a0<\/span><\/p>\n<p><b>Building CX Success<\/b><\/p>\n<p><span style=\"font-weight: 400;\">One might feel this is a case study for <\/span><a href=\"https:\/\/www.questionpro.com\/cx\/closed-loop\/case-management.html\"><span style=\"font-weight: 400;\">closed-loop feedback<\/span><\/a><span style=\"font-weight: 400;\">.\u00a0 Might it be a case for leveraging the <\/span><a href=\"https:\/\/www.questionpro.com\/customer_effort_score.html\"><span style=\"font-weight: 400;\">customer effort score<\/span><\/a><span style=\"font-weight: 400;\"> over something like <\/span><a href=\"https:\/\/www.questionpro.com\/nps-plus\/\"><span style=\"font-weight: 400;\">NPS+<\/span><\/a><span style=\"font-weight: 400;\"> or even finding better ways to <\/span><a href=\"https:\/\/www.questionpro.com\/blog\/let-ex-work-for-your-cx\/\"><span style=\"font-weight: 400;\">empower the employees<\/span><\/a><span style=\"font-weight: 400;\"> which I frequently discuss?\u00a0 Instead, this is a continuation of what I <\/span><a href=\"https:\/\/www.linkedin.com\/posts\/questionpro_requiring-perfection-questionpro-activity-6783395012064399361-uwz8\"><span style=\"font-weight: 400;\">wrote last week<\/span><\/a><span style=\"font-weight: 400;\">, your <\/span><a href=\"https:\/\/www.questionpro.com\/cx\/why\/cx-strategy.html\"><span style=\"font-weight: 400;\">CX Strategy<\/span><\/a><span style=\"font-weight: 400;\"> does not have to ensure perfection but it must strive to improve the <\/span><a href=\"https:\/\/www.questionpro.com\/cx\/\"><span style=\"font-weight: 400;\">customer experience<\/span><\/a><span style=\"font-weight: 400;\">.\u00a0 Otherwise, save the effort and do not measure.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">A CX Strategy will include a <\/span><span style=\"font-weight: 400;\">customer-centric approach<\/span><span style=\"font-weight: 400;\"> (instead of a process approach), an <\/span><span style=\"font-weight: 400;\">understanding of usage intent<\/span><span style=\"font-weight: 400;\"> (instead of a commercial view on each channel), the <\/span><span style=\"font-weight: 400;\">appropriate communication channels<\/span><span style=\"font-weight: 400;\"> &#8211; survey or conversational for each touchpoint (not just a simplified approach), a review of real <\/span><span style=\"font-weight: 400;\">customer reviews<\/span><span style=\"font-weight: 400;\"> (do not ignore the ones we do not like) and a better understanding of the <\/span><i><span style=\"font-weight: 400;\">user experience<\/span><\/i><span style=\"font-weight: 400;\">.\u00a0 It is in this context that a reflection of these two stories objectively, will tell you which one is forming the building blocks for a good customer experience versus measuring to tell the world that they care.\u00a0 You will not be perfect, but continue building with success and learning from failures &#8211;
