

{"id":119260,"date":"2021-05-31T23:02:17","date_gmt":"2021-06-01T06:02:17","guid":{"rendered":"https:\/\/www.questionpro.com\/blog\/?p=119260"},"modified":"2021-05-31T23:02:17","modified_gmt":"2021-06-01T06:02:17","slug":"characters-categories","status":"publish","type":"post","link":"https:\/\/www.questionpro.com\/blog\/characters-categories\/","title":{"rendered":"Characters &#038; Categories"},"content":{"rendered":"<p><b>What a Character!<\/b><\/p>\n<p><span style=\"font-weight: 400;\">A few weeks ago, I wrote about my first job at a supermarket.\u00a0 One of the responsibilities was to round up all the shopping carts when it was slow at the check-out lane.\u00a0 I worked at a few different locations, and this experience was different at each one and gave me many opportunities to see the differences.\u00a0 I generally attributed that to the character of the individuals shopping at that store.\u00a0 It is the reason I frequently think of the quote often attributed to Allan Williams:\u00a0 &#8220;Character is who you are when no one is looking\u201d<\/span><\/p>\n<p><span style=\"font-weight: 400;\">I\u2019ve seen many variations of what has become the Shopping Cart Theory, but to summarize, it really is a way to categorize a customer\u2019s character based on what they do with their shopping cart (you can read a more detailed explanation <\/span><a href=\"https:\/\/scoop.upworthy.com\/viral-shopping-cart-theory-determines-moral-character\"><span style=\"font-weight: 400;\">here<\/span><\/a><span style=\"font-weight: 400;\">).\u00a0 It is easy to generalize that someone that returns the shopping cart has good character, and the one that doesn\u2019t is a bad character.\u00a0 But I tend to think that it goes beyond just a simple binary categorization, which is why I like <\/span><a href=\"https:\/\/pbs.twimg.com\/media\/EXiwPaIUwAIk1GZ?format=jpg&amp;name=large\"><span style=\"font-weight: 400;\">this<\/span><\/a><span style=\"font-weight: 400;\"> humorous view a little more.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">I could generalize about many of them that returned the cart to the cart-return or back into the store.\u00a0 I also had some specific circumstances that would make you question humanity.\u00a0 I recall watching in horror as a customer pushed the cart down the gentle slope without regard to what it would hit (and the shocked look when she realized someone was actually watching).\u00a0 There were many that would push the cart into the Accessible Parking spot adjacent to the cart-return, which always had me wondering what urgent thing came up that they could not push it another six feet and instead block access for those that need it most. Or the ones that would push it behind another car &#8211; almost being spiteful to someone that they don\u2019t even know.\u00a0 I have definitely seen a variety of individuals show their character as a part of that cart roundup role.\u00a0\u00a0<\/span><\/p>\n<p><b>Building Better Segmentation<\/b><\/p>\n<p><span style=\"font-weight: 400;\">Despite some of the worst examples shown above, there were many good examples as well.\u00a0 However, in both the good and bad, to me it was not about the action, rather the intent behind the action.\u00a0 Not what you do, but why you do it.\u00a0 I would give quite a bit of leeway for someone that left their shopping cart in a \u201cnon-sanctioned\u201d place because they got a text message about a medical emergency of someone close to them.\u00a0 We don\u2019t always have the clearest processes when adrenaline kicks in.\u00a0\u00a0<\/span><\/p>\n<p><span style=\"font-weight: 400;\">Ultimately, I\u2019m not recommending that we segment our customers into segments based on their behavior with their shopping carts, but too often we miss the opportunity to apply an appropriate segment based on their intent, and service them accordingly.\u00a0 We look at variables such as income, family size and age then assume intent.\u00a0 We assume intent too often instead of asking it.\u00a0 In thoughts that are too reminiscent of a scene from Minority Report, imagine being able to help a customer based on their intent.\u00a0 In the B2B space, we have to consider this daily.\u00a0 One I think of most, is someone sending us an RFP to meet the minimum number of responses required by procurement?\u00a0 Knowing that intent could alter the approach.\u00a0 If we know they will remain with a current provider, we might be less likely to disclose certain elements of proprietary approaches.\u00a0 If a Ferrari car dealership knows that a customer is just price shopping, they could handle the test drive a little differently.\u00a0\u00a0<\/span><\/p>\n<p><b>Know Thy Customer<\/b><\/p>\n<p><span style=\"font-weight: 400;\">One of the ways we get to know our customers is through <\/span><a href=\"https:\/\/www.questionpro.com\/cx\/\"><span style=\"font-weight: 400;\">customer experience<\/span><\/a><span style=\"font-weight: 400;\"> surveys.\u00a0 It is an opportunity to look at how the customer feels about particular <\/span><a href=\"https:\/\/www.questionpro.com\/blog\/customer-touchpoints\/\"><span style=\"font-weight: 400;\">touchpoints<\/span><\/a><span style=\"font-weight: 400;\"> in our business.\u00a0 All too often, however, we ask questions about our process instead of their needs and intent.\u00a0 The survey is an opportunity, not just to interact, but to add the emotional element to the operational processes.\u00a0 Your <\/span><a href=\"https:\/\/www.questionpro.com\/cx\/why\/cx-strategy.html\"><span style=\"font-weight: 400;\">customer experience strategy<\/span><\/a><span style=\"font-weight: 400;\"> should move beyond an automated <\/span><a href=\"https:\/\/www.questionpro.com\/cx\/closed-loop\/case-management.html\"><span style=\"font-weight: 400;\">closed loop feedback<\/span><\/a><span style=\"font-weight: 400;\"> tool and into <\/span><a href=\"https:\/\/www.questionpro.com\/customer-satisfaction.html\"><span style=\"font-weight: 400;\">measuring<\/span><\/a><span style=\"font-weight: 400;\"> character.\u00a0 If you know me, I\u2019m not advocating for longer surveys.\u00a0 In fact, our introduction of <\/span><a href=\"https:\/\/www.questionpro.com\/nps-plus\/\"><span style=\"font-weight: 400;\">NPS+<\/span><\/a><span style=\"font-weight: 400;\"> was to shorten surveys, focus on a measurement of feelings and eliminate operational measures (many of which are already measured through internal KPIs).\u00a0 Instead, know your customers\u2019 intent &#8211;
