In 2024, 39% of brands saw significant declines, compared to 17% in 2023.&nbsp;<\/p>\n\n\n\n<p>So, despite the excitement around GenAI, the true essence of <a href=\"https:\/\/www.questionpro.com\/blog\/what-is-customer-centricity\/\">customer centricity<\/a> remains rooted in human interaction. Let\u2019s face it, many people still prefer speaking to a real person to resolve issues, especially when chatbots or IVRs can&#8217;t provide effective solutions.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Align to Win: CX, Digital, And Marketing<\/h2>\n\n\n\n<p>Although I spent most of my time on \u201cbooth duty,\u201d I had the chance to attend a keynote on the third day of the event presented by Dipanjan Chatterjee, VP and Principal Analyst at Forrester.&nbsp;<\/p>\n\n\n\n<p>He emphasized the importance of business alignment with an example from Air Canada, which had to honor a refund policy invented by the airline\u2019s chatbot.<\/p>\n\n\n\n<p>Here are my top 5 key takeaways from the keynote:&nbsp;<\/p>\n\n\n\n<ol>\n<li><strong>Business Alignment:<\/strong> Ensures that an organization\u2019s operations, strategies, and resources are all directed toward achieving set goals and objectives, ensuring all parts of the organization are pulling in the same direction.<\/li>\n\n\n\n<li><strong>Visualizing and Measuring Touchpoints:<\/strong> The importance of tracking every touchpoint in a customer journey.<\/li>\n<\/ol>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"900\" height=\"1600\" src=\"https:\/\/www.questionpro.com\/blog\/wp-content\/uploads\/2024\/07\/image-1.jpeg\" alt=\"\" class=\"wp-image-969058\"\/><\/figure>\n\n\n\n<ol start=\"3\">\n<li><strong>Revenue and Profit Growth:<\/strong> Aligned firms grow revenue 59% faster and earn 56% higher profit (Forrester\u2019s State of Customer Obsession Survey, 2024).<\/li>\n\n\n\n<li><strong>The Formula:<\/strong> One brand vision + cohesive journeys + aligned metrics.<\/li>\n\n\n\n<li><strong>Customer Lifetime Value (CLV):<\/strong> Vital for companies like Nike, Apple, and Starbucks, as it emphasizes long-term customer relationships, enabling tailored strategies, optimized marketing spend, and sustained revenue growth.<\/li>\n<\/ol>\n\n\n\n<h2 class=\"wp-block-heading\">Spending time with the team!<\/h2>\n\n\n\n<p>On a more personal note, I had a fantastic time with my colleagues Manjiri, Arti, Ken, and our newest team member, Raj. Usually, I see them once a year at our annual conference, XDay, but this year, I\u2019m fortunate to interact with them more frequently.&nbsp;<\/p>\n\n\n\n<p>It definitely gave me the opportunity to meet them outside of \u201cbusiness as usual\u201d and connect at a more human level. Plus, our yo-yo challenge was far more entertaining in person than it ever could have been remotely!<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"900\" height=\"1600\" src=\"https:\/\/www.questionpro.com\/blog\/wp-content\/uploads\/2024\/07\/image-2.jpeg\" alt=\"\" class=\"wp-image-969073\"\/><\/figure>\n\n\n\n<p>I also met really cool people like Jaegen and Ashley. Jaegen, if you\u2019re reading this, thank you for showing me the way to the conference the first day when we met at the elevator! Eres lo m\u00e1ximo \ud83d\ude00&nbsp;<\/p>\n\n\n\n<p>Ashley, the winner of Emily Henry&#8217;s Funny Story bestseller book of the year, I hope you enjoy\/ are enjoying the reading!<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">What I take home<\/h2>\n\n\n\n<p>As a marketer of a <a href=\"https:\/\/www.questionpro.com\/cx\/\">customer experience feedback management platform<\/a>, I found it intriguing how most CX professionals really want to transform data into actionable insights but get stuck in the numbers reporting.&nbsp;<\/p>\n\n\n\n<p>Beyond creating, deploying, and collecting customer feedback surveys, they\u2019re aiming to tell a compelling story to their organization and systematically close the loop for their customers.&nbsp;<\/p>\n\n\n\n<p>One attendee remarked, \u201cSure, our latest CSAT score was over 80% and our NPS was 9. Benchmark-wise, we\u2019re doing great! But how do we know which specific actions our promoters love and what we can improve to decrease the churn rate?\u201d<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"487\" height=\"596\" src=\"https:\/\/www.questionpro.com\/blog\/wp-content\/uploads\/2024\/07\/image.png\" alt=\"\" class=\"wp-image-969087\" srcset=\"https:\/\/www.questionpro.com\/blog\/wp-content\/uploads\/2024\/07\/image.png 487w, https:\/\/www.questionpro.com\/blog\/wp-content\/uploads\/2024\/07\/image-245x300.png 245w\" sizes=\"(max-width: 487px) 100vw, 487px\" \/><\/figure>\n\n\n\n<p>To that end, people were particularly interested in hearing more about how to ace their existing voice of the customer programs and we shared how our latest customer journey tool, <a href=\"https:\/\/www.questionpro.com\/customer-journey-mapping-software\/\">SuiteCX 2.0<\/a>, helps teams visualize and measure customers&#8217; thoughts, actions, and feelings at every touchpoint with their company.<\/p>\n\n\n\n<p>I\u2019m looking forward to next year\u2019s conference, hoping more companies truly understand the essence of customer experience and recognize that GenAI is here to upgrade, not replace, human interaction.<\/p>\n\n\n\n<p>P.S. Shout out to United Airlines for providing a great customer journey from start to finish.
